Strategy needs a receipt
Customer-impacting changes are unavoidable in complex organizations - but the real question is how they are managed from the customer's point of view. In this session, LähiTapiola shares a concrete case where journey design helped turn an unavoidable and potentially negative customer change into measurable business value. Instead of managing the change through separate teams, local decisions and isolated communications, the customer journey became the shared frame for aligning multiple stakeholders around one target state. We will show what could have happened without journey management, what changed when the work was led through the journey, and how this approach helped reduce churn and protect customer value. The case also demonstrates how journey management can move beyond maps and become a practical way to make better business decisions, align the organization, and prove the impact of customer-centric work.
